A Brand Moderation Plan: Replies, Follow-Up and Complaint Escalation
A fast reply is a start. Customers also need accurate information, a next step and somebody responsible for following through.
Classify before replying
Not every comment is a sales lead and not every complaint is a crisis. Start with service enquiries, order follow-up, complaints, partnerships and unwanted content. Classification identifies the owner and information needed. Acknowledge a public complaint and provide an appropriate follow-up channel without asking for personal order details in public comments.
Maintain an approved reference for current prices where available to staff, availability, service areas, delivery timings and problem handling. The moderator should not guess missing information. When an offer or timing changes, assign somebody to update the reference and notify every shift. Yesterday's accurate reply can become inaccurate today.
A starting reply library
Service enquiry: 'Hello. Which business and market is this for? Share the essential details and we can explain the appropriate next step.'
Information requiring confirmation: 'I will check with the responsible person and return within the time we agree here.' Do not promise an impossible deadline.
Complaint: 'We have received your feedback. Let us review the details privately and identify the person following up.'
Outside coverage: explain actual reply hours and how the request will be recorded, rather than claiming continuous staffing.
A proposed ownership model
Moderation receives, classifies and collects minimum information; sales qualifies enquiries and follows up offers; the service owner checks execution details; an escalation decision-maker approves exceptional responses. Name a substitute for absences. Clear ownership is more useful than moving the conversation between group chats without a record.
At shift handover, record the conversation code, need, latest response, next action, owner and agreed follow-up time. 'Replied' is not 'resolved' when the customer still needs an answer. Restrict access to customer information to those who need it for the request rather than copying entire conversations into public files.
Measure quality and progression
First human response time within coverage hours, separate from automatic replies.
Open, overdue and internally blocked conversations.
Qualified enquiries accepted by sales under an agreed definition.
Resolution time, reopened complaints and an accuracy review of sampled replies.
In a hypothetical scenario, an advertisement produces many messages, but most ask for a service outside the scope. Faster replies alone will not solve this. Review the ad, landing-page information and initial qualification question. This connects moderation to content and advertising rather than judging staff only on closed conversations.
Start with an actionable scope
Begin with one channel, an FAQ library and a clear follow-up owner, then review new questions and mistakes regularly. Templates support reading the message; they do not replace it. For a Facebook automatic greeting, consult Meta's official explanation and the settings actually available in your account: https://www.facebook.com/help/1698046970464236/ . The other procedures here are proposed operating practices, not a specific tool's feature list.
See social media management if you need content and community support. Share platforms, message volume and required coverage in the brief to define a practical scope.
FAQ
Is moderation the same as customer service?
Moderation can receive questions and complaints, but resolution requires the relevant information and authority. The plan connects owners instead of assigning moderators decisions they cannot make.
Should every reply be automated?
Use automation for simple information or acknowledgement where supported, with a clear route to a person. Complaints and unconfirmed information need appropriate review.
What response-time target should we set?
Base it on conversation volume, real coverage and staffing, and define how it is measured. Do not advertise a promise shorter than the team's capacity.
