Customer Complaint Handover Between Moderation Shifts: A Practical Template
A first reply does not close a complaint. Record who owns the solution before another moderator takes over.
Separate answering from owning the solution
A moderator may explain information without having authority to approve compensation or change a shipment date. Before coverage starts, name the decision owner for product, operations, finance and brand issues. Do not mark a case resolved merely because a message was sent. Keep it open until the required action is completed or the reason for another outcome is recorded.
This guide extends the moderation response plan specifically for unresolved cases moving between shifts. A response library supports initial questions; handover requires continuing accountability. Choose an update commitment the team can meet and distinguish a promise to communicate from a promise to resolve something the employee cannot authorise.
The case card passed to the next shift
Case ID, channel and conversation link inside the authorised workspace.
Neutral summary of the problem and requested outcome, without personal judgements.
Verified facts, their source and what remains uncertain.
Last reply or commitment made to the customer, with time sent.
Current owner, escalation destination and the specific requested action.
Next update deadline and confirmation that the replacement employee accepted the case.
Outcome and closure evidence when complete, within the team’s access permissions.
Define issues needing prompt escalation
Agree categories that cannot be handled with a standard promotional reply: alleged harm, threats, exposed personal details, financial errors or a spreading repeated problem. These are operating examples, not legal classifications. Staff should record necessary facts and alert the appropriate owner rather than offering medical diagnoses, financial promises or an unapproved official company position.
For routine cases, acknowledge the issue and request only the information needed for verification through a suitable channel. Do not ask a customer to post a phone number, address or order reference in a public comment. If sensitive details are already public, an authorised owner handles that content using the brand policy and available platform tools while maintaining the resolution process.
A hypothetical handover
Assume an Egyptian store receives a complaint about a product arriving in the wrong colour. Case M-24 records the requested replacement review, the verified ordered item and the still-unconfirmed cause. The last reply promised an update after operations checks. The next action is to confirm stock and timing with the responsible owner, not ask for identical photos again because a new moderator entered the thread.
At shift change, the incoming person reviews and accepts open cases, prioritising existing commitments and approaching deadlines. If an escalation owner has not responded, provide only a truthful customer update and escalate the internal delay. Do not invent shipment status or repeat an unsupported promise. Record the exception so a manager can identify gaps in coverage or decision availability.
Review repeated causes as well as reply counts
Track open, overdue and recurring cases using stable definitions. Separate first-response time from resolution time and sample closures for genuine outcomes. Repeated sizing questions may require clearer product content. Operational failures need an operations owner, rather than a marketing promise that moderators cannot fulfil. This keeps customer communication connected to improvements the business can actually implement.
Meta explains Facebook Page access and task responsibilities, including messages and community activity: https://www.facebook.com/help/289207354498410/ . Platform permissions do not replace internal decision ownership. When defining social and community management, include channels, coverage and escalation contacts in the brief so handover responsibilities can be agreed.
FAQ
Does a read message count as a closed case?
No. Reading or replying is an action within a case. Closure needs an identifiable outcome or a documented reason under the operating policy.
What if the escalation owner has not replied at shift end?
Pass the case with its escalation contact, last commitment, required action and update deadline. Do not leave it in a personal chat or invent an answer.
Should every complaint move to a private channel?
Acknowledge publicly without personal details when appropriate, then collect necessary verification through a suitable channel. The correct action depends on the case, brand policy and platform tools.
